Eine aktive Beteiligung und Integration des Kunden in die Leistungserstellung ist bei den sich immer stärker verbreitenden elektronischen Dienstleistungen, den so genannten E-Services (vgl. z.B. Dabholkar, 2000; Harms 2002; Lee/Allaway, 2002; Dabholkar et al. 2003) von elementarer Bedeutung. E-Services werden sowohl zur Vereinfachung oder Beschleunigung einzelner Teilschritte im Dienstleistungsprozess angeboten als auch in Form eigenständiger Marktleistungen. Technische Innovationen sind wichtige Treiber dieser Entwicklung. An die Stelle von persönlichem Service durch Mitarbeiter tritt vielfach die Nutzung von Automaten (z.B. Ticketautomaten, Check-in-Automaten, Self-Scanning im Supermarkt) oder die Selbstbedienung im Internet (z.B. im Rahmen von Online-Shopping, Internet-Banking, Online-Konfiguratoren).
