Zusammenfassung
Customer Success Management (CSM) ist in der Praxis etabliert. Die Software-as-a-Service (SaaS)-Unternehmen haben gezeigt, dass mit CSM die Kundenabwanderungen verhindert und Cross- und Upselling-Potenziale erzielt werden können. Startpunkt war die Transformation der Geschäftsmodelle von Lizenzverkäufen zu Abonnementmodellen. Damit einher gingen eine höhere Servicefokussierung und die Sicherstellung eines Nutzens für den Kunden. Trotz der weiten Verbreitung in der Unternehmenswelt, wird CSM in der akademischen Forschung erst in den letzten Jahren erforscht. Gänzlich wenige Untersuchungen existieren für die organisatorische Umsetzung von CSM im Allgemeinen und insbesondere für Unternehmen außerhalb der SaaS Industrie. Deshalb widmet sich dieser Artikel mit einer qualitativen Analyse zur organisationalen Implementierung in diesem spezifischen Kontext. In dieser Studie werden Unternehmen, die aus anderen Branchen als der SaaS stammen, mittels eines Convenience Samples untersucht. Der Fokus liegt dabei auf Organisationen, die erst vor Kurzem auf einen Lösungs- oder Service-Ansatz umgestellt und dementsprechend CSM implementiert haben. Die Analyse zeigt, dass es mehrere valide Ansätze zur Implementierung von CSM gibt, welche gegenseitigen Erfolg für Lieferanten und Kunden herstellen können. Zudem finden sich Beweise, dass CSM zur Verbesserung des Wissensmanagements beiträgt und als Mittelpunkt in der Lieferanten-Kunden-Beziehung agieren kann. Anhand von sechs organisatorischen Charakteristiken (Integration, Interdependence, Modularity, Centralization, Formalization, Specialization) konnte außerdem herausgestellt werden, dass CSM sehr stark von Interaktionen mit anderen Funktionen abhängig ist, um den Kundennutzen zu maximieren, und deshalb entsprechend in die Organisation eingebettet werden muss. Zusätzlich muss der CSM-Ansatz von der Unternehmensleitung vorangetrieben und unterstützt werden, sodass er die Servitization des Geschäftsmodells weiter unterstützen kann.
Abstract
Customer Success Management (CSM) is established in practice. Software-as-a-Service (SaaS) companies have shown that CSM can prevent customer churn and achieve cross-selling and upselling potential. The starting point was the transformation of business models from license sales to subscription models. This was accompanied by a greater focus on service and ensuring benefits for the customer. Despite its prevalence in the corporate world, CSM has only been the subject of academic research in recent years. Especially the organizational implementation into a company outside of the SaaS industry has not yet been examined. Therefore, this article is dedicated to this topic with a qualitative analysis. In this study, companies from industries other than SaaS are examined using a convenience sample. The focus is on organizations that have only recently switched to a solution or service approach and have implemented CSM accordingly. The results show that CSM can be used to improve knowledge management and as a focal point for information circulation between the customer and the supplier. Based on the evaluation of six organizational characteristics (Integration, Interdependence, Modularity, Centralization, Formalization, Specialization) among the sample companies, it could further be proven that CSM heavily relies on interaction with other functions of a company to maximize value and therefore needs to be embedded accordingly. If then, the CSM approach is advanced and supported by top management, it can also serve as a facilitator for servitization.
